I've learned how to leverage lazy. I don't like doing extra work, and really dislike it when decisions we make distress customers who are working with money or in other high stress areas. My brain sees the patterns in the systems so I can disassemble them, and bring them back together in more efficient and elegant ways. I do it with experiences, and I do it with teams. My first design lessons came through a customer-service headset: a direct line to hear how product and design failed customers of an internet provider. Similar complaints surfaced again and again, and nearly all of them traced back to decisions made long before the product ever shipped. I spent my career moving upstream into the rooms where those decisions get made.
I led a Capital One design team through facilitation and service design to turn a months-long small-business loan underwriting process into something high-income generating teams across the bank could rally behind. At PayPal, I led design across four core surfaces on the consumer app: Signup, Onboarding, and Growth; Dashboard and Navigation, including page templates and information architecture; Financial Snapshot; and Wallet, Activity, and Transaction Details. My team shipped work ranging from a Wallet redesign with seven-figure annualized revenue impact to a navigation overhaul that lifted engagement across every category we touched. I also created systems to keep 9+ consumer teams producing coherently and with superb craft through a company-wide reinvention, protecting customer trust with systems rather than spot checks.
